Real customer messages are messy — typos, abbreviations, voice-to-text errors, regional slang, the occasional bit of sarcasm. A brittle keyword-matching bot breaks the moment a message doesn’t match its expected phrasing. A genuinely conversational agent needs to handle the mess, not route around it.
Beyond keyword matching
Modern NLP techniques let an agent infer intent from context rather than exact wording — so ‘ya got this in blu???’ and ‘Do you have this in blue?’ resolve to the same question.
Sentiment matters as much as words
Understanding tone — frustration, urgency, sarcasm — is what lets an agent know when to stay in the conversation and when to escalate. A message that’s technically answerable but clearly annoyed is often better handled by a human, even if the AI could resolve it correctly.
Getting this right is what separates a chatbot that feels like a form from one that feels like texting an actual person who happens to reply instantly.
