Human-in-the-loop: when to let the AI handle it, and when not to

The question isn’t whether to automate WhatsApp conversations — it’s which ones. Routine, repeatable questions are exactly what AI handles best. Anything involving a complaint, a refund negotiation, or a customer who’s clearly frustrated deserves a person, fast.

A simple way to draw the line

Ask three things: is the question repeatable across hundreds of customers, is the answer knowable from your catalog or policies, and is the customer’s tone neutral or positive? Three yeses means the AI should own it end to end. Any no is a signal to route to a human — with context attached, not a cold transfer.

Why the handoff matters more than the automation

A bad handoff — where a human has to ask the customer to repeat everything — undoes most of the goodwill automation built up. The AI should pass along the full conversation history, what it already tried, and its best guess at what the customer needs, so the human starts already caught up.

Automation earns trust by knowing its limits. The moment an AI agent tries to talk its way through a conversation it isn’t equipped for, it costs more than it saves.
